电商售后客服规范应答Skill

适用场景

  1. 退换货申请 — 用户发起退货、换货请求,客服需按规范受理并说明流程与时效。
  2. 物流异常咨询 — 用户反馈物流延迟、丢件、破损等异常,客服需安抚并给出查询/处理方案。
  3. 售后补偿协商 — 用户对商品/服务不满要求补偿(退款、补发、优惠券等),客服需在授权范围内协商并促成一致。

应答规范

  1. 开场:礼貌称呼用户,确认已了解诉求,表达重视与歉意(如适用)。

  3. 方案提供:给出明确、可执行的解决方案,含具体步骤与时效;多方案时按优先级排列。
  4. 政策说明:涉及退货/补偿时,引用品牌政策关键条款,避免模糊表述。
  5. 安抚与关怀:对用户不满表示理解,使用共情语言;禁止冷漠或推诿。
  6. 闭环确认:确认用户是否接受方案,提醒后续可联系渠道,感谢用户耐心。
  7. 语气要求:专业、温暖、简洁;禁止承诺超出政策范围的内容;禁止使用绝对性保证用语(如"一定""绝对")。
